# Resolve support tickets without escalating to engineering

## The situation [#the-situation]

14:07 UTC. A merchant opens Zendesk ticket #4821: &#x2A;"Checkout is failing for EU customers since \~14:00 UTC."*

Maya is tier-1 support. She can read the ticket. She can't read the orders table, Sentry or the deploy history. On the old path the ticket becomes a message in `#eng-oncall`, a senior backend engineer drops what they're doing, and the merchant waits out the round trip: 2 people, 1 context switch, 42 minutes before anyone has looked.

The escalation was never about who could fix it. It was about who could look.

## What Triagic looked at [#what-triagic-looked-at]

The ticket was triaged and investigated when it landed. Read-only, against the connected systems:

* **Zendesk**: the ticket itself, with personal data redacted before the model sees it.
* **Postgres**: `SELECT status, count(*) FROM orders WHERE region='eu' GROUP BY status`, inside a read-only transaction.
* **Sentry**: new issues since 14:00. 312 new `StripeCardError` events, first seen 14:02 UTC.
* **GitHub**: recent releases. The error onset matches release `2026.08.02-checkout-refactor`.

## What it found [#what-it-found]

Root cause: the checkout-refactor deploy broke EU card charges. `checkout-api` 5xx went from 0.2% to 38%. Every claim in the summary carries the query that produced it.

Maya had one question left, the kind she used to escalate: &#x2A;is this EU only, or are US orders failing too?* She asked it in the same thread. Six seconds later: EU 41 failed / 3 paid, US 0 failed / 220 paid, APAC 0 failed / 64 paid. EU only.

The suggested reply to the merchant was drafted from those numbers. She sent it.

## What changed [#what-changed]

The ticket was open for 67 minutes and handled by support alone. Engineering was involved once, for the one thing that needed an engineer: the fix. They got it as a filed issue with the root cause, the rollback target and four pieces of evidence attached, not as an interrupt.
